A caller asks for a claim update. The virtual assistant finds the claim, then asks whether to read or fax the details. Instead of choosing, the caller asks for an agent. The task was nearly complete, but one unnecessary decision kept the caller from getting the answer. section 8.1.2
Self-service lets a customer get information or complete a task without a human agent. The useful distinction is between telling someone how to act and doing the work they came to do: an FAQ bot might explain how to check a balance, while a self-service bot provides the balance. That may require authentication and access to a backend system. The aim is not to remove all complexity, but to keep the customer from carrying more of it than necessary. section 8.1
Give the result before offering extras
After finding the claim, read its details immediately; offer a fax afterward to callers who need one. Similarly, if a spoken member ID is hard to capture, a backend check can recognize enough digits and supply a shared letter rather than making every caller navigate a complicated prompt. Such shortcuts need a cost–benefit check and a fallback when they fail. section 8.1.2 section 8.2.5
Keep the path to completion clear:
- Say what the task involves, how long it should take, and when it is complete. For a stop-service request, a confirmation number marks the point at which the account change has been made. section 11.2.3 section 11.3.4
- Signal progress during longer flows. Use concise spoken updates on a call; text can also number questions or show a progress bar. section 11.3.4
- If an answer leaves the underlying need unresolved, offer a next-best path. If someone asks for an agent, find out what they need: offer an in-scope self-service choice, or route an out-of-scope request to an appropriate agent. section 11.3.5 section 11.4.2
Judge the experience by whether customers finish their tasks, not merely whether the assistant answers a question. Watch opt-outs, agent escalations, completion rates, and user feedback. An offer to stay with automation should preserve the customer’s choice and a route to human help. section 8.1.2 section 11.4.2
